Abstract
人工智能科學技術的導入雖然可節省大量時間與人力的成本,但是實務層面上仍有許多溝通協調的問題無法完全藉由人工智能客服處理。因此,發展完全由人力組成之「第二電信」產業以服務所有客戶的需求仍有其必要性。然而,此類客服員工長時間配戴耳機且須高強度應對不同客戶需求,導致聽力症狀與職業疲勞風險提高,本研究聚焦於某第二電信公司之客服員工,該公司服務對象涵蓋多個行業,工作健康風險亦不容忽視。
本研究採質性研究法,透過半結構式問卷進行深度訪談與現場觀察,深入了解客服員工在工作中面臨的聽力症狀與職業疲勞風險。本研究另搭配三份問卷工具包含成人聽覺障礙自我檢核表、簡式健康量表與職場疲勞評估工具,以量性研究法了解受訪者聽力症狀與職業疲勞風險。研究結果從受訪者訪談內容與回覆資料中分析問題成因與工作環境關聯性,以發掘客服員工自覺聽力症狀及職業疲勞風險之相關性。本研究過程採匿名方式進行以保護受訪者隱私。
研究人員於訪談前兩個月與A公司接洽並說明研究目的,配合公司以「健康關懷員工」名義進行招募,依排班情形與受訪意願安排訪談。訪談於公司會議空間進行一對一深度訪談,時間約 30 分鐘至 1 小時,於不影響工作情況下實施。訪談前取得知情同意並說明保密原則,全程錄音並轉寫為逐字稿,資料以編碼方式處理以確保匿名性,訪談後提供每位受訪者新台幣200元作為回饋。
本研究於113年9月至113年10月期間總共徵求了14位受訪者,男女比例為11:3。根據自覺聽力症狀相關資料分析結果顯示,一位客服員工提及自從客服工作開始後,自覺聽力下降,另非工作時間每天都會使用耳機聽音樂及玩遊戲。另有一位受訪者表示工作時因接聽習慣,導致耳內耳屎有增多的情形,平時通勤期間固定使用耳機聽「網路廣播」約1.5-2小時左右。尚有一位受訪者除工作時間以外,完全沒有使用耳機的習慣,但自覺聽力仍有下降的情形。透過訪談闡述內容可發現,第二電信之客服員工中,有自覺聽力下降或損失之情形。
根據自覺職業疲勞相關資料分析結果顯示,在工作感受度方面,14位受訪者中有11位表達有負面感受,包含工作起伏大、繁忙或緊湊、心情不愉悅等。根據上述結果進一步訪問受訪者工作中最負面或最疲累之處,11位受訪者中有5位表示負面感受的主要原因為持續接聽電話及文字紀錄,以及工作需配合處理的文書文件等導致業務過於忙碌;其中7位表示負面感受來自來電客人提供的負面情緒,以及公司內部員工業務分配溝通問題等。由此可知,於此第二電信公司工作客服員工中,的確多數皆具負面感受,另大多來自工作本身性質及其服務對象。
